Customer experience Best practice gets you to average.

Fixing what’s broken matters. But it won’t make the experience distinctive. We find the moments that matter most, then make them unmistakably yours.

Warning signs your customer experience isn’t working.

You’re doing everything right. So is everyone else.

Five connected tiles, two lit in blue and one in pink, the rest faded, showing how only a few moments in a journey actually stand out
01

Best practice, no personality.

Cover the logo and it could belong to any of your competitors.

03

The roadmap keeps growing.

Everything is a priority, so nothing is. No one can say which moments actually change the decision.

05

The score moved. Nothing else did.

NPS is up, retention is flat, and the metric was never built to tell you why.

02

Every team improves its own bit.

The app is better. The store is better. The customer is still left to bridge the gaps.

04

The claim lands. The moment doesn’t.

The brand promises something particular. The experience delivers something generic.

06

The bot got there first.

Replies are instant. Resolution isn’t. Fast is not the same as looked after.

Three lenses: Journey, Job, Brand.

Distinctive experiences come from seeing the journey, the customer’s job and the brand together.

01 · Journey

Where does the experience break, and where does it matter most?

Mystery shoppingWe buy what your customers buy, and find the failures a journey map never shows.
Journey mappingNot just where it breaks down, but who it breaks down for, and when.
Exemplar experiencesThe best exemplar leads, whatever category it comes from, not your own habits.

02 · Job

What is the customer really trying to achieve?

Job mappingA fresh-eyes view of what someone is really trying to achieve, product aside.
Circumstances and constraintsThe functional, emotional and social factors that shape trade-offs in the moment.
Switching triggersThe specific moment that tips someone into switching, not the general complaint.

03 · Brand

Where should the experience become unmistakably yours?

Signature momentsWhere to build the peaks, in a shape only your brand would have chosen.
Permission and judgementWhat a colleague can decide alone to fix a problem, or simply make someone’s day.
Brand translationThe thread from what you claim to be to what customers actually experience.
A team celebrating with bubbles in front of a screen marking a company anniversary

Six routes to a signature moment.

Six prompts we use to design signature moments. The answers have to be unmistakably yours.

Anticipate

Before they ask.

What could we take care of before someone needs to ask?

Recognise

This person, this occasion.

What would show we understood who this is, or what today is?

Give

Generosity that lands.

Where would a little generosity land hardest?

Surprise

Break the convention.

Which category convention could we usefully overturn?

Mark

Moments worth marking.

Which beginning, achievement or ending deserves acknowledging?

Recover

When it goes wrong.

How do we take responsibility and restore confidence?

AI should remove effort without removing judgement.

Automation can make routine moments faster. It can also make the experience more generic, or leave customers trapped when the situation needs empathy or discretion.

We help you decide what to automate, what to protect and how people step in when the standard path fails.

From everyday moments to the ones customers remember.

01 · Discover

Get close to the real experience, not the dashboard version of it.

We go through the journey ourselves, watch other people go through it, and find the moments that carry disproportionate weight.

02 · Design

Decide where to be exceptional, and prove it before you build it.

A short list of moments worth owning, designed in your brand’s shape and tested with real customers while they are still cheap to change.

03 · Deliver

Make it work on the day the team is stretched, not just in the pilot.

What has to change in process, permission and measurement for the moment to survive contact with a busy Tuesday.

Experience work that changed the decision.

NPS strategy

One number had a whole business hiding behind it.

We turned EE’s customer experience into an evidence room: driver trees, complaints, detractor stories, Trustpilot reviews, journeys and bills, pinned to one wall. That made the seams impossible to ignore, including bills that behaved differently online and offline. A cross-functional sprint broke through the usual boundaries, no sacred cows, no functional defences, turning those discoveries into bold bets and quick wins.

SMB managed print

Journey map ≠ buying experience.

HP’s SMB managed print service sales were disappointing. An end-to-end mystery shop of channel partners, including sales calls, printer installation, software reviews and contact centre calls, exposed inflexible offers, fragmented journeys and needless complexity. Competitor benchmarking turned frustration into evidence, identifying dozens of improvements that lifted sales, NPS and partner engagement.
